Package Says Delivered but Not Received: Merchant Playbook

Why "delivered" packages go missing
- Delivered to the wrong spot: side door, garage, mailroom, or a neighbor.
- Scanned early: the driver marked it delivered before it actually arrived; it often shows up within a day or two.
- Wrong address: a typo at checkout or a misread label.
- Stolen: porch piracy. A 2025 SafeWise survey found 31% of Americans had a package stolen in the past year.
The 5-step playbook
- Check the tracking detail. Look at the delivery time, location notes, and any delivery photo the carrier captured.
- Confirm the address on the order against the label.
- Send the customer a checklist (script below): neighbors, mailroom, garage, side doors, other household members.
- Wait 24 to 48 hours. Early scans and misdeliveries often resolve on their own.
- Resolve. Protected order: send the claim link. Unprotected: apply your policy (replace, carrier claim, or store credit).

What to say to the customer
First reply (within one business day):
"We're sorry your order hasn't shown up. Tracking shows it was delivered on [date] at [time]. Packages are sometimes left at a side door, in a mailroom, or with a neighbor. Could you check those spots and let us know within 48 hours? We'll make this right either way."
If the order had shipping protection:
"Your order is covered by shipping protection. You can file a claim here: [link]. Most claims are resolved in 5 to 7 business days with a replacement or refund."

Who pays?
Once tracking says delivered, the carrier generally isn't responsible for theft. That leaves the store or the customer, and most stores replace the item to protect the relationship. Shipping protection changes that: with Rapid Protect, the customer files the claim and an insurer pays it, so the store doesn't absorb the reship.
How to cut "delivered but not received" cases
- Offer shipping protection at checkout so the fix is already paid for.
- Add a delivery instructions field at checkout.
- Offer pickup points or lockers where your carriers support them.
- Send delivery-day notifications so packages don't sit outside.
- Require signatures on your highest-value orders.
- Track repeat claims by address to spot abuse. See how to prevent package theft.

Make “delivered but not received” someone else’s problem
